Containment

The share of conversations the AI finishes on its own.

Containment is the share of conversations that an AI agent completes without needing to hand off to a human. In customer experience, containment measures how often an AI resolves a customer’s request or issue from start to finish, whether that’s answering a question, processing a return, or updating an account, all within the automated workflow. High containment means the AI is capable of handling complex, multi-step interactions, not just simple FAQs, and is a key metric for evaluating the effectiveness of agentic CX platforms.

Why containment matters for CX

Containment directly impacts outcomes that matter to Feather customers, such as resolution rates, deflection from human agents, and time to resolution. When AI agents can fully resolve more conversations, teams see higher operational efficiency and customers experience faster, more consistent service. For example, in ecommerce, high containment means an AI agent can process returns, exchanges, or order status requests end-to-end, reducing the need for customers to wait for a human representative. In HR operations, containment allows AI to handle leave requests or benefits inquiries without escalation, freeing up HR staff for more complex or sensitive cases.

For customers, high containment translates to shorter wait times and fewer transfers, as their needs are met quickly and accurately by the AI. This improves satisfaction and trust in digital channels, especially when the agent can handle nuanced requests across voice, SMS, email, and chat. For the teams running CX operations, strong containment reduces the volume of routine tickets reaching human agents, allowing them to focus on exceptions, escalations, and higher-value interactions. It also provides clearer data on where automation is working well and where workflows may need refinement.

Containment is not just about automation for its own sake; it is a practical measure of how well an AI agent can deliver real resolution, not just deflect or delay. By tracking containment alongside other metrics like escalation handling and time to resolution, organizations can better understand the true impact of their AI-powered CX initiatives.

Challenges and considerations

  • Measuring true resolution: Not every completed conversation is a true resolution. If an AI closes a ticket without actually solving the customer’s problem, containment rates may look artificially high. It is important to align containment measurement with customer satisfaction and actual outcomes.
  • Complexity of requests: Some customer interactions are too complex or sensitive for AI to handle alone. Over-prioritizing containment can lead to poor experiences if the agent tries to resolve issues it is not equipped for, rather than escalating appropriately.
  • Continuous improvement: Containment rates can fluctuate as new workflows are added or customer needs change. Regular review and tuning of procedures, knowledge, and guardrails are necessary to maintain and improve containment without sacrificing quality.

Containment is a foundational metric for agentic CX, reflecting how well AI agents can deliver on the promise of end-to-end automation. By focusing on meaningful resolution and balancing automation with smart escalation, organizations can use containment to drive both efficiency and better customer experiences.
