XAI (Explainable AI) means making it clear why an AI agent made a given decision, so teams can trust and audit its actions. In customer experience, XAI refers to the ability to trace and understand the reasoning behind an agent’s choices, recommendations, or escalations, often by surfacing the factors, data, or rules that influenced the outcome. This transparency is essential for building trust in automated systems, especially when agents handle complex or sensitive customer interactions.
Why XAI matters for CX
Explainability is critical in customer experience because it directly impacts trust, compliance, and operational effectiveness. When AI agents resolve customer issues—such as processing ecommerce returns, evaluating loan eligibility, or handling healthcare scheduling—teams need to know not just what the agent did, but why it did it. XAI enables teams to review and validate agent decisions, which is especially important in regulated industries or high-stakes scenarios.
